Web chat, Telegram and tickets: choosing support channels

What each support channel is best at and how to combine them without splitting customer history and team workflows.

In brief

Customers choose the channel that is convenient at a particular moment. The support system should preserve one customer context even when a conversation moves between web chat, Telegram and a tracked ticket.

01

When web chat works best

Web chat is useful when the question appears on a product or checkout page. The customer does not need to switch applications, and the agent can use page and product context to clarify the request.

It should still survive reloads and return visits. Otherwise the fastest channel becomes a collection of disconnected anonymous sessions.

02

When Telegram is more convenient

Telegram suits conversations that continue longer than a website session. Customers receive familiar notifications and return when convenient, which is valuable for teams already using the messenger for business communication.

Telegram should not create an isolated queue. Operators need to see it beside other requests, while the AI agent applies the same knowledge and handoff rules.

03

Why tickets are still necessary

Some questions require document checks, another department or an action in an external system. A ticket turns the conversation into a controlled task with a number, status, owner and change history.

Tickets do not replace chat. They take over when a synchronous conversation is no longer the right working format.

  • long-running technical questions
  • requests with an expected resolution date
  • handoffs between specialists
  • work that needs a visible status
04

How to combine channels

The shared layer should store customers, conversations, messages and requests independently of their source. A channel is responsible for delivery; knowledge, agent rules and request state remain common.

In Kanyman, web chat, Telegram and tickets are project channels managed from one workspace. Teams can start with one channel and add others without rebuilding the support process.

05

Avoid fragmented support

The most common mistake is giving every channel separate knowledge, rules and queues. Answers quickly diverge and operators have to monitor several interfaces.

Do not merge contacts only by a similar display name or phone number. Use verified identifiers and keep an audit trail, because an incorrect merge can expose another customer’s history.

  • one approved knowledge version
  • shared handoff conditions
  • explicit contact matching rules
  • one request list instead of isolated queues
